How we measured
What's in AI Agent 3.0

Every part of the system rebuilt.

AI Agent 3.0 is the sum of changes to how the Agent thinks, what it knows about each conversation, and how it decides when your team should step in.

Intelligence

Newer models and a rebuilt knowledge engine, so the Agent understands more and finds the right answer.

Context

The Agent works from the full picture: the right order, the whole conversation, and everything the customer sends.

Control

Clear rules for when people take over, and a reason behind every decision the Agent makes.

Under the hood

The architecture behind AI Agent 3.0.

AI Agent 3.0 is multi-model: every stage of a ticket now runs on a newer model, the one that tested best for that job. Gains at each stage compound, so the reply at the end is noticeably better.

  1. Stage 1ClassifierFast classification modelReads each incoming ticket and classifies its intent and tone.
  2. Stage 2Knowledge readerKnowledge reading modelReads your articles, product data, and policies to find what answers the question.
  3. Stage 3Procedure decisionsProcedure reasoning modelPicks the right procedure and step, and decides what happens next.
  4. Stage 4Decisions outside proceduresAdvanced reasoning modelHandles questions that fit no procedure, including informational answers and hand-offs.
  5. Stage 5Reply writerAdvanced reasoning modelOne shared writer for every reply, with each fact tied to a source.
  6. Stage 6QAAdvanced reasoning modelChecks each reply against the same context it was written from, before it’s sent.

Knowledge retrievalMajor upgrade

The right answer, in any language, down to the SKU.

An AI Agent can only answer as well as it can find. We rebuilt retrieval from the ground up, so 3.0 matches far more customer questions to the right article, product or policy, from whatever words or language the customer uses.

Cross-language searchCustomers write in any language. 3.0 searches your content in your store language, so non-English questions still find the right source.
Exact product matchingProduct codes, SKUs, and part numbers are matched exactly, not approximately.
Second-pass searchWhen the first search comes back thin, it searches again in the customer’s own words.
Live product dataPrices come live from the product page, with sizes and colors grouped into one clear answer.

Order intelligenceGreatly improved

Every answer tied to the right order.

Repeat buyers often ask about an older order, not their latest one. 3.0 uses the order number the customer quotes and keeps it in focus for the whole conversation, together with its invoice, tracking and marketplace terms.

Quoted order takes priorityFinds the order the customer quotes, even when it isn’t the one linked to the ticket.
Reads order references anywhereSpots order numbers in subject lines and tells them apart from invoice numbers.
Invoices from the right orderAttaches the invoice for the order being discussed. If there isn’t one, the ticket goes to your team rather than a promise going to the customer.
Live carrier trackingStatus comes from the carrier, estimated dates are labelled as estimates and tracking links are kept.
Marketplace terms per orderApplies the returns and service terms of the channel each order was sold on.

Procedures and conversationsNew

Handles customers who go off script.

Real customers don’t follow your procedures step by step. Halfway through a return, they ask how long refunds take. 3.0 answers the question from your policy, then picks the procedure straight back up.

Answers inside proceduresHow-to and policy questions are answered from the step’s guidance or your knowledge, quoting the source word for word. Every quote is checked before sending.
Informational fallbackQuestions that match no procedure are answered from your knowledge, only when a source backs the answer up. Requires Extended Coverage.
Works alongside your agentsFollows the step a human agent set, waits when a step is waiting on the customer, and keeps the ticket in To Do while a person needs to act.

Before I send it back, how long does a refund usually take?
Refunds are issued within 5 working days of your return arriving. To get yours started, which item are you sending back?

AttachmentsImproved

Reads the photos, PDFs, and videos customers send.

A photo of a crushed parcel or a PDF receipt often holds the answer. 3.0 doesn’t just recognize attachments, it reads them, and uses what it finds in the reply.

Across the whole conversationAttachments are analyzed in every message, not just the latest one.
iPhone photosHEIC images from iPhones are supported.
No repeat requestsCustomers are never asked for something they’ve already sent.
Fraud detectionThe AI photo checker reviews photos customers send as evidence and flags any that look edited, AI-generated, or don’t match the order.
“It has helped us get through customer emails much quicker by asking the right follow-up questions and gathering all the information we need… The AI Agent also recognizes when images are needed and requests these from customers, reducing the need for back-and-forth emails.”

Safe hand-offsNew

Knows exactly when your team should step in.

When you sell physical products, a report of an injury, an electrical fault, or a fire isn’t a job for automation. Neither is a charge the customer says they never made. 3.0 recognizes these moments and hands them to your team, with everything they need to act fast.

Product safetyInjuries, electrical faults, fire, and damage are escalated, with no automated reply.
Disputed orders and chargesOrders, charges, or subscriptions the customer never authorized, go to a person.
Failed self-serviceIf a customer has already tried a self-service step that didn’t work, the Agent hands over.
Requests for a personCustomers who ask for a human get one, and the Agent is open about being an AI.
Very upset customersStrong negative sentiment holds the ticket for your human team for 7 days.
Ready to act onEvery hand-off arrives in To Do with a summary, the order, and any attachments.

Handed to your teamReported injury and possible electrical fault. No automated reply sent.

Quality and transparencyImproved

Every reply grounded, checked, and explained.

You can’t trust what you can’t check. 3.0 ties every fact to a source, reviews every reply before it’s sent, and explains every decision in plain words, so your team always knows why the Agent did what it did.

One shared reply writerAll replies come from one writer, so tone and structure stay consistent across every procedure and channel.
Every fact sourcedEach fact is tied to your business data, an article, product data, or a policy.
Smarter QAQA reviews each reply against the same context it was written from, so fewer good replies are blocked.
Plain-English decisionsReadable procedure and step names, a one-line summary, and clear reasons for every decision.

70%Resolution rateusing 3.0For the average customer on 3.0, 7 in 10 conversations are resolved with AI Agent.
Why it mattersRoutine questions like order status and returns get answered right away, and your team spends its time on the conversations that need a person.
2xFaster first responseBefore using AI Agent vs using 3.0The median AI Agent customer cut their first response time in half.
Why it mattersShoppers get answers while they’re still deciding to buy, not after they’ve given up. Faster replies also land well inside marketplace response windows, which protects your seller ratings.

Measured on more than 11,000 live conversations the AI Agent replied to: previous version 18 May to 14 June 2026, 3.0 5 to 18 October 2026. A conversation counts as resolved when the customer didn't need to write back for 72 hours, or when the AI Agent completed the merchant's procedure.
